From help desk to managed IT: the reliability metrics that matter

A support dashboard can show every ticket was answered while a critical business service remains unreliable. Mature managed IT begins by defining the services people depend on, how reliability is measured, who responds, and which recurring conditions need permanent correction.
Google’s site reliability engineering guidance uses service-level indicators, objectives, and error budgets to connect technical behavior with expected service. The World Bank’s 2025 GovNet review separately highlights why operations-and-maintenance ownership must be planned alongside infrastructure delivery.
Build a balanced operating scorecard
- Service objective attainment for availability, latency, throughput, accuracy, or another user-relevant measure.
- Detection, acknowledgement, containment, restoration, and resolution time by incident priority.
- Repeat incidents, known problems, ageing actions, and the percentage of incidents linked to a root cause.
- Patch latency, backup success, tested restores, monitoring coverage, and unresolved critical risks.
- Change success, rollback frequency, emergency changes, capacity headroom, and lifecycle exposure.
- User satisfaction and support demand by service, location, device, or recurring workflow.
Turn operational data into an improvement cycle
Monthly and quarterly reviews should connect incidents and service trends to a ranked improvement backlog. Some actions will involve configuration or automation; others may require replacement, training, architecture changes, supplier escalation, or revised business expectations.
The purpose of managed IT is not to create more activity reports. It is to make technology behavior more visible, predictable, recoverable, and aligned with the work the organization needs to complete.
